Summary of timetable changes 
This edition of the Knowledge covers the period from 
15 December 2019 to 16 May 2020. Please note that the 
inward and outward workings detailed above and below the

be subject to considerable change during the Azuma rollout.

The identity of the train service for use by retail systems. 
Train type 
Whether the service is booked to be a MkIV set (91) or an 
Azuma (A5 for 5-cars, A9 for 9-cars or A10 for 10-cars). 
Planned previous or next working 
The previous or next service diagrammed to be worked by  
that set, which may be a customer service (Class 1) or an 
empty coaching stock (Class 3 or Class 5) working. 
Days run 
MO  Service runs on Mondays only.
MX  Service runs on Tuesdays to Fridays. 
FO  Service runs on Fridays only. 
FX  Service runs on Mondays to Thursdays. 
ECS 
Empty Coaching Stock (Class 3 or Class 5) working. 
‘s’ or ‘u’ against the arrival/departure time 
Indicates that the train stops to set down (s) or to pick up (u) 
customers only. 
On Train (Transit) Cleaning

A guide to Headcodes 
All train services are identified operationally by Headcodes.  
A Headcode is made up of three elements: 
First digit
The first numeric digit indicates the  
class of the train with all our customer 
services designated as Class 1. Empty 
trains are normally designated as Class 
5, however a small number of long 
distance trains are Class 3.
Second digit
The second digit is a letter indicating 
the group of customer trains to which 
the train belongs (see table below).
Third and fourth digits
The unique number of the train service 
within the above class and group.

singularly. For example, Signal K451 would be “Kilo-four-five-
one”. The number 0 should be pronounced “zero”, not 
“nought” or “oh”.

Jargon Buster
The rail industry is a complex business, and as much as we all 
know and love it, it presents some complex concepts to work 
with, and even its own language of acronyms and terms.
Baffled by BiDi? Stumped by SOWC? Don’t know your WILD 
from your GOTCHA? Don’t worry, you’re probably not alone!
Whether you’re new to the industry or have been around for 
a few years, we’ve put together this jargon buster. It gives you 
a working definition of some of the most common rail terms. 
So even if you don’t know the difference between an HABD 
and a Hand Signaller, don’t worry, you soon will… 
Assistance Where a rescue locomotive is sent from the depot 
to help a faulty train get on its way. 
Automatic Dropping Device (ADD) The system that kicks  
in and drops the pantograph when there’s an overhead  
line problem. 
Automatic Warning System (AWS) A safety system that 
alerts the Driver to the status of the next signal.
Azuma Our new trains. See Azuma Jargon Buster on page 73 
for more information.
Ballast Small stones/gravel that sleepers and track are laid 
on to ensure stability and proper drainage. 
Bidirectional Working (BiDi) A section where trains can run 
on any line in either direction at any time with signalling. 
Blocked to Electric Traction Only diesel trains can run on 
this line. This could be because power lines are disabled. 
Brake (‘Driver unable to get a brake’) The train is unable 
to build up enough air pressure in the brake pipe to hold 
the brakes off. 
BTP British Transport Police. 
Controlled Emission Toilet (CET) Retention toilet. 
CSL2 (Customer Service Level 2) Enhanced mobilisation 
during major disruption. In CSL2, regular updates are issued 
from the Service Delivery Team. It’s also a trigger for 
additional assistance from other TOCs. E.g. ticket acceptance.
Door Interlock Cut Out Switch (DICOS) This switch overrides 
the door locking system. 
Down Slow (DS) A slow line running northwards from  
London King’s Cross on the East Coast Main Line.

Down Fast (DF) A fast line running northwards from  
London King’s Cross on the East Coast Main Line. 
DRA (Drivers Reminder Appliance) A safety device in the 
Driver’s cab. 
Driver’s Safety Device (DSD) A safety device in the Driver’s 
cab which ensures that the Driver remains alert. This can 
bring the train to a precautionary stop. 
Driving Van Trailer (DVT) The rail vehicle on electric trains 
which has driving controls. Luggage can also be stored in  
this vehicle. 
Extreme Disruption Day A disruptive event which will cause 
the route (or parts of the route) to be blocked for at least 
2 hours with no estimate for re-opening to traffic. It could be 
a dewirement, major flooding, a landslip etc. Our trains will 
initially be held at suitable locations and prevented from 
departing from their origin, until a plan is in place.
Electric Train Supply (ETS) The electricity supply for the 
interior of the train, used to run lights, air conditioning, public 
sockets, kitchen equipment, etc. 
Emergency Speed Restriction (ESR) Does what it says on 
the tin: a temporary, short notice, unplanned speed limit on 
a section of track. 
Empty Coaching Stock (ECS) A train not conveying 
passengers; usually going to or from a depot. 
Fail(ure) to Stop (FTS) A pretty straightforward one: a 
situation where a train hasn’t stopped at a scheduled station. 
Form A/ Reduced Speed Certificate Advice to train 
crew that there is a defect on the train that requires 
a speed restriction. 
Global System for Mobile Communications - Railway 
(GSM-R) The radio system the Driver uses to keep in touch 
with the outside world - the Service Delivery Team, Signallers, 
other trains. 
Hand Signaller A person (normally a Network Rail employee) 
who may authorise trains to pass through a section where the 
signalling is defective or absent. 
Hot Axle Box Detector (HABD) This line-side equipment 
monitors the temperature of trains’ wheels. 
Interlock A safety system on a train with power doors that 
prevents the train moving when these are open. It also 
applies the brakes if a door is opened on a moving train.

Loss of line light (LOLL) A sign that power from the 
overhead line may not be being received by the train.
MkIV Electric A train that is powered by electricity from  
the overhead electric wires.
Mobile Operations Manager (MOM) A person who deals  
with issues on the track.
Overhead Line Neutral Section (OHNS) A short ‘dead’ 
section of the overhead line that doesn’t transmit any 
electricity to the train.
Pantograph The device that is mounted on top of an electric 
train which collects power from the overhead electric wires.
Parking Brake The same as the handbrake in your car - stops 
the train moving when there are no train crew onboard.
Passenger Communication Apparatus (PCA “Pass Comm”)  
A safety device that allows the passengers to alert the  
train crew of an emergency. It alerts the Driver who can bring 
the train to a stand in a suitable location. There is a penalty 
for misuse!
Permanent Way (Pway) Track Maintenance Engineers.
Pilotman A Network Rail team member assigned to 
accompany a train through an area of track currently not 
running properly.
Possession A section of line temporarily closed for 
engineering work.
PPM (Public Performance Measure) The way the railway 
industry measures train punctuality.
Route Conductor A member of staff with the knowledge 
needed to accompany a Driver or Train Manager on a 
diversion should they not have the route knowledge.
S&T (Signalling and Telecommunications)  
Signalling Engineers.
Simplified Bidirectional Working (SIMBIDS) This system 
allows trains to run on the opposite line under the control  
of signals when one line is blocked.
Single Line Working (SLW) This system allows trains running 
in both directions to run on one line (alternately, obviously),  
if the second line is out of action. Either a nominated person 
(Pilotman) will travel on the train with the Driver or a piece of 
paper will be passed to the Driver authorising this movement. 
Speed limit: 50mph.

Shore Supply Where a stabled train can be ‘plugged into the 
mains’ to keep air con/ heating and catering supplies working 
so that the engines can be shut down.
Shown Clear When Occupied (SCWO) A fault with the 
signalling system - A train is present but is not being detected 
by the track circuit.
Shown Occupied When Clear (SOWC) A fault with the 
signalling system - A track circuit is detecting something 
on the track, but no train is present. 
Signal Passed at Red (SPAR) This is an incident where 
a train has passed a red signal. This could be for a number 
of reasons. Naturally it’ll be investigated as soon as possible. 
Static Converter The system that provides power to  
the coaches. 
Temporary Block Working (TBW) This workaround allows 
us to move trains using Hand Signallers (individuals who 
may authorise trains to pass through a section where the 
signalling is defective or absent) to replace signalling. 
This happens in the event of multiple signal failures.
Thunderbird A rescue engine.
Time Division Multiplex (TDM) The system that transmits 
electronic data between the two ends of the train. 
Track Circuit Failure (TCF) A fault with the signalling system. 
Traction Motors (t/ms) The electrical motor in the train  
that makes it move! There are multiple traction motors in 
each locomotive. 
Train Preparation A series of checks undertaken by the  
Driver (usually first thing in the morning) that ensures there 
are no obvious faults or defects with the train prior to it 
entering service. 
Train Protection Warning System (TPWS) A safety system 
that has the ability to automatically apply the brakes on a 
train. An incident involving a TPWS activation will be 
investigated immediately.  
Up Fast (UF) A fast line running southwards towards  
London King’s Cross on the East Coast Main Line. 
Up Slow (US) A slow line running southwards towards  
London King’s Cross on the East Coast Main Line.

Vacuum Circuit Breaker A large circuit breaker (like those in 
your house) that trips (prevents the flow of electricity) in the 
event of a fault. 
Vibration Monitoring System (VMS) The system that detects 
any failure of the traction motors/transmission system. 
Wheel Impact Load Detector (WILD/ GOTCHA) A track 
mounted system that monitors for potential defects with  
train wheels. 
Wheelskate A device which allows slow speed movement of  
a rail vehicle that has a wheel which is incapable of rotating. 
Wheel Slip/Slide Protection (WSP) The system that prevents 
the train from ‘slipping and sliding’.
Azuma Jargon Buster
AC Bus Line A cable running the length of the Unit to supply 
AC (alternating current) power. 
AdBlue A diesel exhaust fluid stored in a separate tank from 
the diesel that reduces the amount of harmful emmisions.
AED Automated External Defibrillator.
APCO (Automatic Power Change Over) An intuitive system 
that allows the Train to swap between diesel mode and 
electric mode when needed.
BEC Body End Cupboard.
BIL Bodyside Indicator Light.
Bi-mode A unit where main traction power can be supplied 
by pantograph or under-floor diesel engines.
Call For Aid (CFA) An alarm that alerts crew to a customer 
that requires assistance.
Catering Level 1 The Kitchen .
Catering Level 3 Café Bar.
Catering Level 4 Trolley area and Urn Exchange.
CET Controlled Emissions Toilet.
Class 800/1 A 9 car train that can fully operate in diesel or 
electric power.

Class 800/2 A 5 car train that can fully operate in diesel or 
electric power.
Class 801/1 A 5 car train that operates in electric mode. 
Class 801/2 A 9 car train that operates in electric mode. 
Composite (coach) A coach containing both first and 
standard class accommodation.
Data Logger Monitors The status of certain equipment on 
board and has the functionality to highlight any issues that

What happens when  
things don’t go to plan? 
Despite our best efforts, delays and cancellations do happen. 
When they do, we just need to make sure that we minimise 
the inconvenience to our customers by keeping them in  
the loop. This section is a simple guide to your role during 
disruption, sources of information and communication tips. 
Where can I get information from during disruption? 
Core Messages and Route Messages 
During disruptive incidents, the Duty Customer Experience 
Manager (DCEM) will send out regular updates in the form of 
Core Messages or Line Problem updates. These will be 
delivered to you by email. These are designed to provide you 
with the latest information, including:
• What’s happening? (the problem)
• How is it impacting our customers? (the impact)
• What are we doing to help our customers? (the advice)
Live Departure Board 
The most accurate up-to-date status of our train service is 
provided by National Rail Enquiries. This system is updated 
by the Service Delivery Team directly and it’s also linked to 
the our Station Customer Information Systems (CIS) on the 
platforms - so you’ll always know what’s going on.
Tornado
Linked directly to the messaging system from the Service 
Delivery Team, this system gives you a general overview 
of all our services. It can show you where trains are on the 
network and provide you with information about delays, 
calling points and train crew. It’s password protected but if 
you find you need access, just give IS Service Desk a quick 
call and they can sort it for you.
Service status 
We use coloured service status categories to represent the 
current state of our service running:
• Green - We are running a good service
• Yellow - We are experiencing some disruption to our service
•  Red - We are experiencing significant disruption to our 
service
•  Black - We are experiencing major disruption which is 
severely affecting our ability to provide a rail service. 
Customers will be advised not to travel.

The service status level helps to inform the various activities 
that need to take place to help us best respond to, and 
manage the incident, for example, this might include 
obtaining ticket acceptance with other train operators, or 
opening muster points.
Customer Service Level 2 (CSL2)
Customer Service Level 2 (CSL2) is a standard industry 
term for a level of enhanced mobilisation which is invoked  
to manage a disruptive incident. It is a trigger for 
requesting additional support from industry partners (e.g. 
other train operators). The main focus is on putting plans in 
place to best support our customers. 
TrainMapper
A customer facing app that accesses real-time journey 
information, live incident updates and train running 
information. If a train is cancelled or delayed by 30 minutes or 
more, the map will suggest different ways to get from 
A to B. Available through our website, customer app and 
in the Staff Portal.
What’s my role during service disruption? 
Roles and responsibilities vary widely during disruption, 
but everyone plays a vital role in making our customers’ 
experience as good as possible. So whether you’re a member 
of station staff or part of the Onboard Catering Team, 
remember to... 
Be a team player 
Work together with colleagues as quickly and efficiently as 
you can to make sure our customers receive timely, useful 
and consistent information. A happy customer means an 
easier, smooth-running day – and that’s best for everyone. 
Think what the customer needs 
Imagine you’re one of our customers - you’d want to know:
• when’s my next train?
• how late am I going to be?
• what alternatives do I have?
• when will the service be back to normal?
• how do I get a refund?
If you can answer those questions then you’ll be prepared 
for most customer queries during disruption. And relax!

Approach customers 
If a customer looks like they might need some help, pop over

Speak clearly
None of that train jargon we use with each other

English when chatting with customers, and be supportive and 
understanding. 
Keep customers informed 
Offer customers information that’s accurate, up-to-date 
and useful, so they have the best travel options available. 
If they’re in the know, they’re happy. 
Honesty is the best policy 
Give a straight forward explanation of any problem, but do let 
customers know if you don’t know and that you’re doing your 
best to find out. Honestly, honesty is best.

Delay Repay
We want all customers to be happy with our service, and a 
main feature of our Passenger’s Charter is to offer transparent 
and fair compensation when customers are delayed.
Our compensation policy is called Delay Repay. You can find 
full details on our website in the Passenger’s Charter section. 
Customers can download the Passenger’s Charter from our 
website LNER.co.uk/delayrepay if they wish.
Please remember:
•  Delay Repay applies to all our services on the east coast
route, where the customer arrives at their destination
more than 30 minutes late due to a delay on one of 
our services. If the delay was caused due to a previous 
connection the customer must contact the specific train 
operating company
•  it doesn’t matter what the cause is – a delay is a delay!
•  it applies to all tickets including Season Tickets
•  customers delayed on our services on the east coast route 
between 30 and 59 minutes will receive compensation
of at least 50% of the cost of a single ticket or at least 50% 
of the cost of the outward or return part of a return ticket
•  customers delayed on our services on the east coast route
between 60 and 119 minutes will receive compensation of 
at least 100% of the cost of a single ticket or at least 100% 
of the cost of either the outward or return part of a 
return ticket
•  customers delayed on our services on the east coast route
for 120 minutes or longer will receive compensation of at 
least 100% of the cost of a single ticket or at least 100% of 
the cost of a return ticket (ie. both ways, not just one way)
•  customers can apply for compensation online, by texting
DELAY to 86888*, by completing a form and sending 
it to the Customer Services Team or handing it in to
a ticket office or travel centre. If a customer hands you
a form please ensure you put it in the post
•  we must receive applications within 28 days of the date
of the disruption, and the customer must either attach a 
photo of their tickets if applying online or enclose them 
if applying by post
•  it is quicker and easier if the customer applies for their 
compensation online. Let them know we aim to respond 
within 10 working days.

It’s everyone’s responsibility to keep the railway safe.  
Whether you work on trains, travel on trains, or just pass 
through a station on your way to work, we are ideally placed 
to spot suspicious activity. 
There’s no profile for a terrorist – their ethnicity, gender, 
age or clothing is not relevant. It’s their behaviour that might 
identify them. We spend a lot of time watching people’s 
behaviours probably without realising we are doing so, and 
although identifying suspicious behaviour isn’t easy, always 
trust your instincts. Always consider your own safety and  
that of those around you. 
The ‘WHAT’ protocol 
The ‘WHAT’ protocol is designed to help staff gather as much 
useful information as possible when observing or receiving a 
report of suspicious behaviour:
What are they doing? Are they loitering in unauthorised parts 
of the station, taking photos of CCTV cameras, entries/exits?
How are they behaving? Are they avoiding people of 
authority such as BTP, railway staff?
Alone or acting with others? Are they acting alone or in a 
group/frequently meeting up with the same individuals?
Threat - are they trying to access secure areas, looking to 
leave items, or possibly carrying concealed items/weapons?
If it looks suspicious inform British Transport Police (BTP).
* Calls cost no more than calls to geographic numbers (01 or 02) and must be included in 
inclusive minutes and discount schemes in the same way. Calls from landlines are typically 
charged up to 9p per minute; calls from mobiles typically cost between 3p and 55p per 
minute. Calls from landlines and mobiles are included in free call packages.

Key measures that will help to maintain a safe and 
secure rail network include:
•  remaining vigilant and reporting any suspicious behaviour/
activity to BTP straight away
•  making sure the HOT principles (next page) are applied 
to any items of property found unattended at stations
or on trains
•  ensuring doors/gates etc. at stations are kept closed and 
locked at all times
•  being aware of people trying to ‘tailgate’ into non-public 
areas of our premises
•  wearing/carrying your ID at all times when in non-public areas
•  and not discussing railway security measures outside of 
work or with people you don’t know. This also applies 
to social media sites.
HOT principles reminder 
Left luggage and lost property is found on a daily basis,  
and we all have a responsibility to deal with it properly.  
When you find an item, try and identify the owner by 
asking people nearby. If no one claims the item, check it 
carefully and apply the HOT principles: 
HIDDEN -  
 has a deliberate attempt been made 
to hide the item? 
OBVIOUS -  
is the item obviously suspicious? 
TYPICAL -  
 is the item typical of what you would 
expect to find at that location? 
If the item is still a concern, request the attendance of the 
BTP through normal reporting channels. 
Rough riding? 
If a customer reports concerns with the ride quality during 
or after a journey, here’s what to do: 
•  take their name and ask them where and when they
experienced the problem 
•  ask the nature of the problem and where in the train it 
was experienced
•  find the Train Manager and let them know. They’ll then 
investigate the report and must advise the Train Driver 
as soon as safely possible of a rough ride/infrastructure
defect report

•  upon experiencing a problem or being advised of a 
report from within the train, the Train Driver will decide 
on the most appropriate action on whether to stop the 
train, and how the problem will be reported to the 
Signaller
•  if at any time it’s considered that the safe operation
of trains is threatened, the train must be stopped by the 
quickest means (eg. passcom)
•  in the event that a customer has already got off the train 
before reporting a problem with the ride, then the train 
must be identified and the customer must be advised to 
contact Network Rail on one of the following numbers:

Incident in Scotland 0141 335 2775
Report all incidents to the LNER Service Delivery Team 
01904 718 124. 
To ticket or not to ticket 
The National Rail Conditions of Travel states that a customer 
must hand over for inspection their ticket and any 
accompanying Railcard, photocard or other form of personal 
identification which their ticket requires if asked to do so by 
the staff of a train company .
If the customer fails to do so, they will be treated as having 
joined the train without a valid ticket and the appropriate  
fare (or excess) should be requested. Where customers join  
a train without a ticket at a station where ticket facilities  
exist (and are fully open/working) only full fare tickets will 
be available onboard.
If the issue of an Unpaid Fare Notice (UFN) is necessary, 
the customer should be left in no doubt as to why it has been 
issued. They should be made aware that it is a legally binding 
contract, and that they have a right to appeal by following  
the instructions printed on the notice. 
If a customer regularly joins a train without a valid ticket, or if 
altered tickets/passes or suspected fraudulent tickets/passes 
are identified, please contact a member of Revenue 
Protection at xxxxxxx.xxxxxxxxxx@xxxx.xx.xx and if available, 
they will attend the service.

Calling the BTP for ticketless customers
Discretion and common sense is always required when 
customers are unwilling to cooperate, however, on occasions 
where seeking BTP assistance is necessary, you should have 
asked the customer:
• to produce a valid ticket
• to pay the required fare
• provide his/her name and address.
If the customer fails to comply with all 3 requests, then 
this constitutes the Three Fails and BTP should be called.  
They’re equipped to deal with such incidents and are very 
familiar with Railway Byelaws, but they’ll expect you to have 
done all you can to resolve the situation yourself.
When Police Officers attend, it’s often the case for customers 
to provide their name and address or simply pay up. 
Please discuss options with the Officer and use your 
discretion to decide the outcome. If the name and address 
provided is acceptable (can be verified) you may choose 
to issue a UFN; however, if an offence has been committed, 
the best course of action might be for the Police Officer  
to deal with the matter away from the train. 
Where a ticket irregularity is identified, please contact the 
Revenue Protection Team at xxxxxxx.xxxxxxxxxx@xxxx.xx.xx 
and if available they can attend, therefore reducing the risk of 
inconveniencing customers and reducing the likelihood of 
delaying that service. If Revenue Protection cannot attend, 
you should consider the impact of delaying the train before 
deciding to call the BTP, as often the cost to the business of a 
delay to the train is greater than the cost to the business of 
the irregularity.

Responding to bad behaviour 
When confrontational behaviour occurs in our workplace, it can 
be distressing. If you’re able to stay in control, it will help you to 
respond logically and rationally. Just remember the word:  
TRUST 
Think 
Take a moment, let the customer vent. This buys you time 
and lets them express their feelings.  
Respond 
Think about the impact you’ll have on the situation – 
remember, first impressions count, so speak calmly and,  
if appropriate, smile!  
Understand 
Are you a good listener? Great. Effective questioning and 
listening skills are key to understanding the issue.  
Solve through negotiation 
Persuade, influence and negotiate to find a win-win solution. 
Happy customer = happy day.  
Think again 
Be rational don’t take things personally. Stay focused 
throughout. AND SMILE (again, if appropriate). In extreme  
case of anti-social behaviour, we’ve got another appropriate 
word to help you out: RED.
RED 
Respond, deal with the incident if you can, using TRUST.
Exit the area to a safer place and consider further action.
Dial for assistance (Police, Ambulance, Fire, Control,
Train Manager, station).

Reporting process 
If you experience anti-social behaviour, you must report it to 
your supervisor, manager or team leader in the following ways: 
1. If there has been no physical or verbal assault 
Report all details, including train headcode, location and 
details of the incident to xxxxxxxxxxxx@xxxx.xx.xx  
You’ll receive a unique reference number for your report 
to help you and your manager track its progress.
2.  In the unlikely event
of being physically or

affecting our route. Reports allow the company to take 
action which may be in the form of providing security 
staff on trains or at stations, requesting additional BTP 
resources or applying other measures such as T-Total 
trains. Whatever it takes! We’ve got your back.  
In all cases, your manager will talk to you about any 
support you might need as a result of the incident. 

Top safety tips
•  remember to be proactive when you see any potential
issues before customers board their train
•  consider making specific and targeted announcements 
onboard if instances of anti-social behaviour are developing
•  as the old saying goes, prevention is better than cure.

Vulnerable people at stations 
Suicide on our tracks is an irregular occurrence – but sadly it 
does happen and it’s necessary to always look out for people 
who are behaving differently as they may be distressed, 
vulnerable or suicidal.  
‘Something doesn’t feel quite right’ 
There is no definitive list of behaviours that a suicidal person 
will display but these behaviours may be shown by a person  
in need:
•  not boarding any trains
•  standing alone/isolated
•  looking distant/withdrawn
•  out of the ordinary appearance
•  asking when the next fast or non-stopping train is.
You can help someone by just giving them the opportunity 
to talk about their problems or feelings. If you feel 
comfortable and it is safe to do so:
•  introduce yourself and ask their name
•  encourage them to talk 
•  focus on listening to them
•  be patient
•  offer to take them to a more comfortable or safer
place to talk.
If you consider the situation to be an emergency ie. an 
immediate response is required, first contact the Signaller,  
and then the British Transport Police Suicide Hotline  
on 0300 123 9101.
If someone is distressed, their period of crisis or extreme 
suicidal feelings may only last around 30 minutes, and if you 
can either keep someone talking or find them someone who 
can offer support during that time, then there is a good 
chance that they will start to see things differently.

Here are some simple tips:
•  ask open questions: how, what, when?
•  repeat back to them key thoughts or feelings that they have
expressed like ‘you felt angry when…’ so that they know you 
are listening
•  empathise with the person ‘that must have been so difficult 
for you’
•  avoid saying ‘I know how you feel’ (because you never know
exactly how someone feels, it can make people feel 
misunderstood or at worst, angry with you).
You could suggest going into a warm office or somewhere 
more private. If they seem hesitant, just explain you’re 
concerned for them, and want to give them a space and time 
to talk in private.
People in suicidal crisis genuinely believe that the world 
is better off without them, so by showing concern and 
consideration it’s a first step to helping them through  
that feeling. 
Help is available
If you do not feel comfortable talking to a distressed and 
sometimes potentially suicidal person you can find support by:
1. Passing them a Samaritans Contact Card so that they can 
call Samaritans in their own time. Or write down the 
number for them – 116 123.
2.  Offering them the use of a phone so they can call 
Samaritans from a safe place in the station.
3.  Asking them if they would like to speak to a Samaritans 
volunteer at the station. If yes, you can activate the call 
out service by calling 07548 720 511.
Supporting you
As well as looking out for others, it is equally important to 
look after yourself. Providing emotional support to a person 
in crisis can be very draining. 
•  Let your line manager or supervisor know if you have
carried out an intervention.
•  Try to relax and take a break.
•  Speak to someone that you trust about what happened and 
how you are feeling or call Samaritans on 116 123.

Luggage 
Some people travel light - others, not so light... and they do 
have limits on luggage, which are set by The National Rail 
Conditions of Travel (NRCoT), but we will make every effort 
to accept every customer’s luggage. 
Customers can each take upto three items of luggage onto 
the train. 
Luggage can be refused if…
•  it may cause injury, inconvenience, a nuisance
or damage to property
•  it obstructs doorways, gangways or corridors
•  there is not enough room for it
•  the loading or unloading of it would cause 
delays to trains
•  it is not carried or packaged in a suitable manner.
If it’s too large for the coach, it will have to go in the  
DVT or in a bulk storage area on an Azuma for safety.
There’s no reference to the maximum weight of a piece 
of luggage, however unless a customer is disabled or has 
reduced mobility (and has booked assistance in advance), 
a customer should be able to manage their entire luggage 
entitlement without additional help from staff. 
There’ll be no lonely luggage on our watch, every customer 
must travel on the same train as their luggage.

As part of our enhanced customer service offering, 
customers should never be charged for excessive luggage – 
even if they exceed the NRCoT entitlement stated above. 
Every effort should be made to carry customers’ luggage 
within the train – including utilising the storage areas within 
the DVT or in a bulk storage area on an Azuma where 
appropriate (see next page). 
We know it’s tempting for customers to put their bags on 
seats, but they should be politely reminded that seats are for 
bums and not bags. Any bags caught sitting on seats, and 
not removed when asked may be charged a full fare, but only 
after they’ve been warned.

Luggage should be stored in the following locations on

•  on Azuma, there is generous space underneath the 
customer’s seat
•  depending on train type, medium to large items of luggage 
can be safely accommodated in overhead luggage racks,

•  doorways - including those on the opposite side to those 
in use at a station
•  aisles and walkways
• the tops of the catering preparation areas
(applicable in First Class only)
•  seats intended for customers.
Look out for large items of luggage being placed in the 
overhead racks, which could fall and cause injury.
Using the DVT for luggage 
As well as the items mentioned previously, luggage may 
be stored into the DVT when:
•  the train is already very busy with luggage or is anticipated
to become busy later in the journey 
•  a large party is travelling with luggage to the same station.
To avoid delays, luggage heading for the terminating station 
of the service should be stored in the DVT. 
We know this isn’t always possible, and where luggage 
for other destinations is also required to be loaded into the  
DVT it should be kept to a minimum and separated  
by destination.

Items that are fragile shouldn’t be placed into the DVT.
The following guidelines should be followed when storing 
items in the DVT:
•  where destination labels are provided, luggage should be 
labelled clearly with the destination station (and ideally also 
with the customer’s contact details) 
•  luggage must be stacked carefully, taking into account the 
potential for vibration and train movement
•  luggage should never be stacked higher than 1.5metres
•  walkways to/from the driving cab, guards office, emergency
ladders, MOM box, emergency water supplies, cycle racks 
and door controls must be kept clear at all times 
•  access to the DVT from both sides must be maintained.
Luggage check in 
At certain times of the year, our services to/from Scotland 
can be very busy. To make sure customers journeys are 
as comfy as possible, a luggage check in service is offered 
to those travelling between London King’s Cross and 
Edinburgh Waverley (and vice versa) on selected services. 
This service is offered free of charge. 
When this service is offered, the DVT will be used exclusively 
for this purpose, with the exception of any oversized items.

Travelling with bikes
Due to capacity restrictions and to minimise the likelihood 
of potential delays, only one bike per customer is allowed 
onboard our services.
We’ll always try to carry bikes requested by a customer. 
However, it may be refused travel if: 
•  it presents a safety risk on the train; and/or
•  loading and storing the bike correctly would risk delaying
the departure of the train.
For these reasons the maximum acceptable dimensions of any 
bike are 100cm in height x 60cm in width x 260cm in length. 
Permitted bikes 
The following bikes are accepted on our services:
•  folding bikes
•  standard sized bicycles (including electric) provided
they conform to the maximum acceptable dimensions
•  tandem cycles - provided they ‘two’ (get it?) conform
to the maximum acceptable dimensions
•  bike trailers that don’t exceed 150 x 150 x 100cm in size,
they should also be removed from the cycle and stored 
alongside it
•  fully dismantled bikes stored in bike bags or cases 
(must not exceed 150 x 150 x 100cm in size).
Non-permitted bike types 
The following bikes are not accepted on our services:
•  any bike which exceeds one or more of the maximum 
acceptable dimensions
•  scooters, motorbikes or bikes containing a petrol engine
•  any bike which would present a safety risk on the train and/ 
or loading and storing the bike correctly would risk delaying
the departure of the train. It should pop on and pop off.
Important note
Everyone should be aware that, due to set swaps, the traction 
of a service (ie. Azuma or MkIV) may change. Similarly, trains 
can sometimes be in reverse formation with the DVT at the 
opposite end to ‘normal running’. 
Please ensure that the latest information is checked for 
a particular service before directing customers. It’s easy 
to think the front’s the back, but think twice and check.

Bike reservations 
Bike reservations are not required for folding bikes or for 
customers dismantling and storing their bike bag or case. 
Because of the limited number of spaces available on 
each service, bike reservations for non-folding bikes are 
compulsory. One bike reservation is required for each 
bike, with the exception of tandem bikes which require 
two bike reservations. 
There’s no charge for bike reservations - we simply want to 
know what’s riding with us. Bike reservations can be made:
•  online at the time of buying a ticket
•  at any travel centre
•  on the telephone by calling 03457 225 333*.
Our electric (MklV) services have five available bike 
reservation spaces. Our 9 car Azuma services have four.  
Our 5 car Azuma services have two. Our 10 car Azuma 
services have four.
We can’t always guarantee a spot for bikes for customers 
without a valid bike reservation. A customer may be refused 
travel with their bike if travelling with it puts reserved bikes  
at risk.
Travelling with bikes 
At the time of booking, customers should be asked to be on 
the platform with their bike 10 minutes before the timetabled 
departure of the train. Customers arriving on the platform less 
than 10 minutes before departure time may be refused travel 
with their bike if loading and storing their bike correctly would 
risk delaying the departure of the train. Efficiency is key. 
Bikes must always be stored within the bike racks provided 
in the DVT (for MklV services) or bulk storage area on Azuma. 
Reduced platform access 
Some stations that we serve have short platforms that  
cannot give full access to the bike racks within the DVT. 
Customers travelling to/from these stations must put it 
outside the disabled toilet of Coach F and move it to the  
DVT at the immediate station either before or after where  
the DVT can be accessed. 
These are the only circumstances in which a bike should be 
stored within the customer accommodation of the train. 
*Calls cost no more than calls to geographic numbers (01 or 02) and must be included in 
inclusive minutes and discount schemes in the same way. Calls from landlines are typically 
charged up to 9p per minute; calls from mobiles typically cost between 3p and 55p per 
minute. Calls from landlines and mobiles are included in free call packages.

Lost property found on our trains or at our stations is 
retained at the relevant station for a short time – we’ve got 
all sorts. If the owner does not come forward, it’s sent to  
our Lost Property Office at Newark North Gate station. 
Customers should contact us to enquire if an item has  
been found.

Items found on stations managed by Network Rail or on 
trains terminating at those stations (ie. London King’s Cross, 
Leeds, Edinburgh Waverley and Glasgow Central), are 
handled by the relevant left luggage provider, whose details
